Automation magnifies the process it receives

When a customer journey is clear, automation can remove delay and repetition. When the journey is confusing, automation simply delivers that confusion faster. Before selecting an AI assistant, workflow engine or CRM integration, map what should happen from the first enquiry to a useful outcome.

Start with the moments that lose trust

Look for unanswered WhatsApp messages, repeated questions, unclear handovers, missing customer context and follow-ups that depend on one person remembering. These are operating problems before they are technology problems.

Define where people remain accountable

Not every decision should be automated. Price exceptions, sensitive complaints, uncertain requests and commitments with financial or legal consequences need clear human ownership. Define what the system may answer, what it must record and when it must escalate.

Build one controlled journey first

Choose a recurring, bounded customer journey. Document its inputs, approved information, response rules, ownership and success condition. Test it with real scenarios before expanding to other channels or departments.

A practical readiness checklist

  • The customer need and next useful action are understood.
  • Approved information has a named owner.
  • Escalation rules are explicit.
  • Customer consent and data handling are defined.
  • A person is accountable when automation cannot decide safely.

The right starting point is rarely “Where can we add AI?” It is “Where are customers and staff losing time, context or confidence?”
